Public sector contact centres are becoming an unlikely proving ground for AI-assisted work, and the UK’s property registry just placed one of the larger bets in that category.
HM Land Registry, which maintains the register of more than 27 million land and property titles across England and Wales, has selected customer experience specialist Route 101 to replace its disconnected on-premises contact centre systems with a single cloud platform. The new system, built on NiCE CXone, Cognigy AI and Calabrio workforce management technology, will support roughly 660 users across five sites, enabling AI-powered automation across voice and digital channels alongside real-time analytics and workforce optimization. Route 101 secured the contract after a competitive public sector procurement process.

The original insight is what this buys beyond call handling. A unified platform that merges voice, digital channels and workforce management data means HMLR’s frontline staff data now sits in one system rather than several disconnected ones, the same consolidation that HR platform vendors have been racing to achieve for talent and people data more broadly. For a hybrid workforce specifically, the platform is explicitly designed to let advisers work from any of the five sites or remotely with equal access to customer context, a design choice that stands in contrast to employers like those pulling staff back into offices this year rather than investing in tools built for distributed teams.
